Customer Engagement
Some see it as a trendy differentiator, others see it as a necessary business investment. Still others believe customer engagement is a way to deflect calls to your call center. In my view, it is a mix of all three and serves both businesses and consumers equally.

At its core, customer engagement opens the lines of communication between businesses and the folks who buy their products. The benefits are obvious:
  • Better brand management
  • Better understanding of customer needs
  • Better access to relevant support and customer service

Top Customer Engagement Tools
Social media, live chat, and traditional phone & email support are the most common customer engagement tools used today. Businesses are investing in these technologies because they want their customers to feel valued and they need ways to communicate with them.

But because these tools need human involvement from both customer and business, they are often costly alternatives to self-service. What's more, the tools listed above do not usually exist on their own - they are usually part of a wider customer engagement net that includes options to utilize each tool.

Virtual Assistants Provide Engagement Too
I don't just mean in the interactive and diagnostic way they interact with customers, but in their ability to act as the personal assistant to get customers where they want to go. We call it the concierge approach. The virtual assistant is positioned ahead of other options on your website, like chat or email. Customers begin interacting with it and the concierge will provide one of three outcomes:
  1. The customer will be guided to an answer immediately
  2. The customer will be asked to provide additional information which leads to an answer
  3. The customer will be guided to the most appropriate contact channel
Our experience has demonstrated that the concierge can answer about 80% of the questions that come in to other channels, like social, chat, and phone & email.

We realize however that there will always be a need for the human touch at some point. In the concierge scenario, that would come when the concierge doesn't have an answer, or when the best option is to transfer to a live agent (e.g., refund requests). And with noHold's APIs, we've been able to connect to a wide range of 3rd-party platforms: CRM, Chat, Social, and even the call center. This ability makes the transition seamless to the customer. Best of all, they need only one browser window open - no ping-ponging them from page to page, form to form, or queue to queue.

We believe the utilization of a concierge to handle those 80% of questions frees up your employees to perform better on the live contacts that do come in - less of a need to hurry the customer off the phone, more ability to deep dive into a problem, higher customer satisfaction, lower agent stress.

Also, the concierge is collecting and grouping user phrases in real time. Those data points represent actionable behavior metrics - areas where content may be needed, processes improved, feedback provided, or completely unknown issues are discovered. Indeed those grouped data points need to be reviewed and acted upon by humans. Imagine a team of highly knowledgeable customer engagement reps who get user input real time, in a secure platform environment.

The Action Plan
Create a virtual assistant based on your most common contact topics. Don't know what they are, read about EZintel and the ability to quickly gain insight into your customers' needs. Position your virtual assistant prominently on your website and other online channels. Review data collected by the virtual assistant and take action on it - create content, modify processes, listen to your customers. Empower your employees to make immediate changes in the virtual assistant platform.

Industry Stats that Every Business Leader Needs to Know


For a while, Virtual Assistants have been making a significant impact on business strategy. The role they are playing has expanded beyond the typical customer support paradigm, and moved into many different business units. Analyst firms and publications are agreeing that business leaders need to have a strategy for incorporating Virtual Assistants, whether it be for support, pre- and post-sales, internally, customer experience, etc. 

One of the benefits of deploying a Virtual Assistant is the decrease in call center interactions. “Organizations report a reduction of up to 70 percent in call, chat and/or email inquiries after implementing a VCA, according to Gartner research. They also report increased customer satisfaction and a 33 percent saving per voice engagement.” (Gartner) noHold has also looked at similar analytics from a Telco customer of ours. Before the Virtual Assistant was implemented 65% of people who went to the 'contact us' page ended up calling the company. After the Virtual Assistant, that percentage went down to 30%. Over half the calls were handled by the Virtual Assistant, and at a fraction of the cost. 


Gartner has made some positive predictions for the future of AI as well:
  • According to Gartner, "25% of customer service and support operations will integrate virtual customer assistant (VCA) or chatbot technology across engagement channels by 2020."
  • "By 2020, 30 percent of all B2B companies will employ AI to augment at least one of their primary sales processes."

Understanding the Voice of the Customer- Virtual Assistants Used to Help Improve Customer Satisfaction

According to Google, “Customer satisfaction is a term frequently used in marketing. It is a measure of how products and services supplied by a company meet or surpass customer expectation.” One way to increase customer satisfaction is by having exceptional customer support, through the channels they prefer. Self-service options are continuing to become the consumers' choice to fulfill their support needs. 

The way we measure customer satisfaction has changed and can vary depending what your company wants to know. CSAT is commonly used to measure how satisfied a customer is with their recent interaction with the company. Another metric used is Net Promoter Score (NPS) which asks the question, "How likely are you to recommend our company to a friend?" Recently, companies have been using Customer Effort Scores (CES) to determine customer satisfaction. CES works on the premise that if a customer does not have to put in much effort to get to the solution they need, they are satisfied. We live in a fast paced world, and speed and efficiency are what people are looking for. Virtual Assistants provide customers with that convenience of ease and quickness that they desire. 

While each customer satisfaction metric has their own advantages and limitations, it is important that your company understands its customers, hearing it directly from the customer. Self-Service Solution Offer Support in Multiple Languages

Becoming a globally recognized brand takes more than having an awesome product/ service, the company needs to provide exceptional customer support to all their consumers as well. This might come as a challenge when you have consumers all over the world who speak different languages. Hiring agents that can speak different languages can get costly, and frankly, its not practical.

One way to break down language barriers between you and your consumers is by implementing a Virtual Assistant. One of the many unique features of Virtual Assistants is the capability to support almost any language (single- or double-byte languages). Artificial Intelligence and Social Media: Integration of Virtual Assistants on Forums

It is nothing new that social media sites are one of the most popular platforms for customers to complain, praise, or seek customer support. Once companies began to realize this trend, "adoption of social customer care programs increased fivefold from 12% in 2010 to 59% in 2013." (Aberdeen Group). 

With so many different channels that people look to for support, it is important to offer self-service solutions for people that want to find answers on their own terms, 24/7. Integrating Virtual Assistants with online communities, including social media and forums, is an effective way to increase customer satisfaction and decrease support costs. 

A Virtual Assistant and social media can work together to provide the best possible support for customers that prefer these channels. How a Virtual Assistant Can Help Your Company During Tax Season, Or Any Peak Season

With tax season among us, an increase in call volume is expected to follow for businesses in the financial services industry. One way to combat these support call peak seasons without have to break the bank is by leveraging a Virtual Agent to handle some of those issues. 

Last year we wrote about a leading stock transfer company that saw the benefits of leveraging their Virtual Agent during tax season. This year, they are expecting to see the same results.

Trusted Retailers Innovate the Traditional Customer Service Approach by Adding Robots as Staff

Over the past few years, online sales have increased tremendously and are expected to continue to rise to 10% of all US retail sales (Fitting Room Robots and Smart Mirrors: Can Retail Tech Save Stores?) Brick and mortar stores are trying to pull shoppers into the store, and are using advanced technologies to entice them to do so. 

As everyone is in the middle of holiday shopping, companies have been incorporating new technologies to accommodate the increased volume of shoppers, while still being able to provide excellent customer service. Orchard Supply Hardware is one of the companies focusing on customer service and innovation, and plans to appeal to customers by integrating OSHbots with staff. OSHbots are robotic customer assistants that help customers locate products in the store and provide them with information on the product and current promotions. Not only can they find products, but they can connect with employees from other Orchard stores when human intervention is needed. Check out this video to see OSHbots in action: 




Amazon is also utilizing robots to make sure packages get delivered on time this holiday season. Kiva's [company Amazon purchased in 2012] robots bring shelves of goods out of storage and carry them to employees, allowing Amazon to retrieve more items for more customers simultaneously. How Self-Service Can Increase Revenue and Customer Satisfaction this Holiday Season

While the holidays are a time filled with love and joy, they can also be one of the most hectic times of the year. Yes, I am talking about the infamous holiday shopping experiences. No parking, long lines, and crazy crowds are something everyone can agree does not put cheer into the holiday season.

While shopping for consumers is hectic on its own, the companies are feeling the holiday pressure as well. Large and small businesses alike must strengthen customer service options to prepare for the increased volume of sales. Not just for the initial sale, but also for the customer service, care, support and overall customer engagement that follows.
According to an article from salesforce.com, one tip for your company’s customer service to conquer the holiday rush is to “improve self-service support.” Since companies can already predict the high volume of customer interactions (and the short fuses they have by the end of a long day), implementing a web-based, Virtual Customer Assistant (VCA) for consumers to find the answers to questions on their own terms will take some of the load off, while making consumers happy they didn't have to spend even more time waiting on hold or getting passed around to different representatives.

VCA’s aren't just useful for support questions though. For example, many electronics require product registration. The VCA can quickly offer guidance through the process, while answering any questions that may arise, and/or cross-sell other products/services when appropriate.

Mobile shopping is another major factor effecting companies this year. “If it wasn't official last year, it will be this year – holiday shoppers are eager to shop online for gifts and other needs. According to a survey, 56 percent plan to shop online, up from 51.5 percent last year and the most in the survey’s 13- year history. Additionally, the average person plans to do 44.4 percent of their shopping online, the most since NRF first asked to 2006.” (National Retail Federation) Providing customers with the tools they need to make the holiday shopping experience easier is key to increasing sales, but moreover, increasing loyalty.

Cisco Small Business Adopts Mobile Support By Providing Customers with a Mobile-Friendly Virtual Customer Assistant

3 Reasons Why Smartphone Brands Need a Virtual Customer Assistant (like Siri) for Customer Support

Happy Wednesday all! I wanted to first start off with a side note. noHold has decided to write a weekly blog (as opposed to daily), to make sure we are providing our audience with the most relevant and compelling content. Thanks for your continued support! 

In light of customer service week, I wanted to share some thoughts on why one of the World's most recognized consumer electronics companies, Apple, and brands alike, could benefit from having a Virtual Customer Assistant (VCA) for support. 

Siri, Google Now, and Cortana are some of the most well known Virtual Personal Assistants (VPA) used today. Smartphone users typically ask their VPA for directions, reviews, funny questions, and a host of other things. While these companies utilizes VPAs for users to answer personal questions, it's about time they used a VCA (similar to Siri or Cortana) for customer support. Here are three reasons why.  

#1: Apple's melt down after the release of their first update to iOS 8 is not a secret. According to an article from Computer World, "Apple today [Sept. 24] released, then quickly pulled, its first update for iOS 8 after customers flooded its support forum with reports that their iPhone 6 and 6 Plus Smartphones could no longer connect to a cellular network." Increase in customer support and service questions surrounding new software updates, and new versions are a common challenge for many companies. While it may not have been able to fix the problem in this instance, it would be able to give assurance to users that the problem is being addressed and maybe even offer some sort of condolence for the inconvenience, such as a coupon, or free song download. This way, customer satisfaction is never compromised, even in the face of technical difficulties.

#2: What about the U2 debacle that occurred at the end of the iPhone 6 and 6 Plus announcement? Many iPhone users were upset that the U2 album automatically downloaded into their iTunes, and wanted to figure out how to delete it. With the bad backlash from their marketing tactic, a VCA could have provided a solution to tens of thousands of users without costing the company big bucks to answer the phones/ emails. 

#3: Lastly, one of the leading analyst firms is predicting that companies need to start leveraging digital technologies to create a more engaging customer experience. They believe that more enterprises are exploring self-service through a VCA to reduce the volume of calls to the contact center, thus reducing support costs. Not only will a VCA reduce support costs, it can also help improve customer satisfaction in the process. 

In this age of technology, it is apparent that self-service is quickly becoming the users' preferred channel for support. Top brands, and small businesses alike need to adapt their strategies accordingly before they get left behind.

With the release of the iPhone 6 coming out, Apple is continually expanding their brand. Check out how they have changed in the past 5 years.

As we've mentioned before, our Interns were working hard creating their own Virtual Agent. On Wednesday, they gave a great presentation demonstrating what they came up with. So, before we head out the office for a long three day weekend, I wanted to share with you a brief description about their project...

As a team, they came up with the concept of a Virtual Agent that will aid individuals/ small businesses that are trying to build their brand on social media. In essence, it is an artificial social media expert! Here's an example of when it can be used. Say there is a star college football player that is trying to create his own brand. With little experience with social media, he decides to enlist in the help of "Mara." Mara is able to suggest if something is beneficial to post based on an analysis of up-to-date social media trends. Similarly, a small business with limited marketing budget may need assistance in setting up social media, connecting various channels, and advice on what to post and when. Mara can be updated automatically, pulling new software updates, changes, and information from the most popular social media channels - Thus, empowering a small business to stay on top of its social media game. 

They each contributed to a different aspect of the project, and ultimately came together to make this innovative idea come to life. Eleonora designed the avatar and the look and feel, Stefano took care of the content, Asraful was responsible for the technical and engineering part, and Victor came up with marketing strategies. They've worked extremely hard over the last month and we were very pleased with what they accomplished in such a short amount of time. We are sad to see them go, but know they will accomplish great things in life.

Virtual Agent Tips and Tricks: What Are the Components That Create a Stellar Self-Service Experience?

Within the past couple of years, Personal Virtual Assistants have become household names (Siri, Watson, GoogleNow, Cortana, etc.). Although they are gaining popularity with the public now, noHold has been developing sophisticated Virtual Agents (VA) for over a decade. Based on our experience, and the satisfaction of our customers, these are just a few of the key features one should take into consideration when implementing a Virtual Agent: 

  1. Natural Language Processor (NLP). The NLP gives the VA the intelligence to provide the right answer to a question, even if questions are phrased differently, or if there is misspelled or morphed words. For example, "Show me a neworking sample" and "What is a network?" Due to the NLP, even though the questions are different and there is a misspelled word in one of the phrases, the VA will still provide me with the same answer. 
  2.  Multilingual Capability. Having a multilingual Virtual Agent is one of the differences between  becoming a global success and staying a local commodity.  Global support options should speak the language of your audience. 
  3. Reporting metrics. This feature allows you to listen to the Voice of the Customer (VoC), and gives the customer an opportunity to share how he/she feels about the experience. Flexible reporting options empower trusted brands to not only listen to the VoC, but also to customize the reporting they capture from each interaction. 
  4. An effective VA should be able to provide multimedia options within the solutions. For example, including images for visual learners, or embedding an instructional video to demonstrate how to fix the audio sound on your PC. Most people prefer watch a clip to see how something is done, instead of reading a long list of directions that can often be confusing. 
  5. Ease of implementation and ease of maintaining is another feature to look out for when learning about Virtual Agents. A short implementation process and easy administrative tools allow entry level associates (or even interns) to build and maintain a Virtual Agent. Some noHold customers utilize short overview videos to introduce groups a Virtual Agent to call center agents, employees, consumers and more. 
  6.  Another important feature that a Virtual Agent should have, is the ability to ask confirming questions. In a natural conversation with your peers, the listener often confirms he/she understands your request before responding or taking action. For example: "Where is the light?" Before answering, the other party might ask "Are you asking me where is the light in the kitchen?" By implementing this type of feature, you keep the conversation as close to a human interaction as possible, while avoiding a false positive response. 
  7. Clarifying Questions. The end user should be able to ask clarifying questions without confusing the VA. For example: During a natural conversation, I might use a term that my audience is not familiar with. In this case, my peer or audience should be able to stop me and ask "Before you proceed, please tell me what a Virtual Assistant is?" The ability to ask clarifying questions is imperative for the end user to have a successful dialog, and a smart self-service application should be able to mimic that dialog. Clarifying questions during a VA conversation empowers the end user to understand a term, and then continue naturally with the remainder of the conversation without a hiccup. 
  8. Change of subject. The end user should be able to abruptly change subject during the interaction without confusing the VA. Giving consumers the freedom to control which direction the conversation goes in is an important aspect to increasing Customer Satisfaction. 
  9. Integration with the customer experience ecosystem. A Virtual Agent can live within your existing call center, integrate with live chat, and/or other applications. Having open APIs gives companies the flexibility to create a custom Virtual Agent that is specific to the needs of the brand. In addition, seamless customer experiences increase customer loyalty and satisfaction, and have proven to reduce costs. 
  10. One of the most important features that a Virtual Agent should have is the ability to be diagnostic and interactive. Sometimes, users need help diagnosing or figuring out what the problem is. When there is an 'error' message, the customer may not understand how to troubleshoot the problem. With the diagnostic element, a Virtual Agent can help troubleshoot the problem and give interactive instructions to solving the issue. A Virtual Agent makes sure it understands you and you understand it, every step of the way.    
These are just some of the most popular best practices that have worked for our customers. The light-weight, flexibility of a Virtual Agent gives companies the power they need to create a stellar customer experience, from the beginning of the relationship all the way to supporting that relationship.

Interview with Cisco’s Shawn Price, Sr. Manager of End-User & Collaboration Applications: How Cisco sets the bar for a Culture of Customer Loyalty, and Satisfaction while providing value to students at UCSC

Cisco Small Business has been working with University of California at Santa Cruz (UCSC) and its students on a cutting edge internship program that empowers students to learn about Cisco products, helps improve customer satisfaction and self-support, with the opportunity for students to earn money while obtaining college credit. The students that are part of this program additionally have room for advancement as well as the potential to become a Cisco employee in the future.

Recently, noHold took some time to learn more about Shawn Price’s intern program at UC Santa Cruz in California; Shawn is Sr. Manager of End-User & Collaboration Applications at Cisco. One of the first of its kind, Mr. Price has spearheaded a project with an incredible Mission: “We use students first, to promote education, and to give back. The program helps students develop and be successful. In addition, it helps Cisco develop additional support capabilities and it’s a win-win situation for our customers, for the students, and for Cisco.”

Cisco recruits, trains, promotes, and in some cases hires students from UCSC (and in a previous program at Wichita State) as part of its support programs. Here’s what Shawn had to say about the benefits, the goals, and how they measure success.

1)   noHold: Hi Shawn. Thanks for agreeing to talk with us today. Can you tell us first, why students?
Shawn: Cisco believes in education and giving back and supporting communities. The product support organization has been giving an endowment to UC Santa Cruz with an expectation to empower students. Our mission is to use students to promote education and to give back. Cisco is helping students develop and be successful, which helps Cisco develop great support capabilities. In summary, it’s a win-win situation for our customers, for the students and for Cisco.

2)   noHold: Does Cisco actually hire these students?
Shawn: Students begin on an entry level, participate in the community forum, etc. Those who obtain Cisco certification have the opportunity to eventually be hired. For example, in the first intern program with Wichita State University, one student was hired directly onto the support team at Cisco. With UCSC, the opportunity is still preliminary, so there may be a time when we actually do hire students in the future.

3)   noHold: How long does it take to onboard the students?
Shawn: Well, we began the program with UCSC in January, then published our first article in mid-May. That is starting from ground zero, with a team of 8 developers, and includes recruiting, onboarding, facilities, etc. Going forward, we anticipate this will take no longer than about 4 weeks.

4)   noHold: What is the specific pitch to get students excited about the opportunity?
Shawn: The pitch to students is actually pretty simple.  Our fundamental message is, “Come and join Cisco as an intern and we will pay you to learn while you earn credits.”  We make this pitch on campus, in large undergrad Information Systems classes of about 150 students.  We show them the website, tools, share Cisco’s mission, and invite them to be a part of that. We make sure they understand that this is a great opportunity to have a paid internship with Cisco while accruing college credit.

5)   noHold: I’m sure you receive a pretty large response - How do you filter through all of the candidates to choose the best fit?
Shawn: We leverage student Team Leads today as well as a Program Manager at UC Santa Cruz. We request that interested parties submit a 2 page essay on any topic they are passionate about; it could be anything from cooking brownies to pasta, or the wacky world of BitCoin. We then screen the essays to see if they have the skillset to write. For this type of internship, we are asking for students that are part of the information systems, computer engineering, computer science or electrical engineering disciplines; these are students that have the viability to be hired by cisco.

6)   noHold: How do you ensure retention?
Shawn: So far, we only lose them [students] when they graduate. We have almost zero voluntary attrition.

7)   noHold: Can you describe the typical training involved? What does it take to get the students up to speed?
Shawn: We begin by sending them lab equipment. They get their hands on Cisco’s small business products. Using customer support information, we target products with the highest volume of support calls and cases. We provide the students with all of the detailed case history, so we can discover what information or help customers need. The students do the searching, they develop the top 3 reasons customers call and then we go about creating content to help those customers self-serve. An example of this method is, “Most people ask how to set up VPN, here’s the process to follow in order to set up VPN for your business.” The students go in and create additional content, capture screen shots, and break down procedures into steps. Since the students are not certified product experts, the final articles are sent to Cisco’s training team for review. The training team is a Cisco team that creates training content for support agents. The team reviews and assesses the quality of the content.  Once the content is complete and accurate, it is published in our noHold knowledgebase.

8)   noHold: Cisco uses a Virtual Agent/Virtual Assistant called ‘Guide Me.’ Do the students get to learn and contribute to the Virtual Agent in addition to writing articles?
Shawn: Yes. They get to access the diagnostic trees, solution weighting, and the syntax of “Guide Me” for Cisco’s Virtual Agent and Knowledgebase.

9)   noHold: How do you stay in touch with the students and monitor the program?
Shawn: Once a week, I visit on location or conduct a WebEx meeting to connect with the team and to provide recognition and feedback.  I work with the UCSC Project Lead to track which products we are focusing on, the status of new products, status of lab equipment delivered, and which articles to draft. In addition, I look at metrics provided by noHold’s solution to see if we received feedback on any articles that suggests how we can improve, any quality feedback that we can act on, and so forth. The team needs to know that what they are doing adds value, and that someone cares and is staying on top of their efforts. We also conduct a Quarterly Business Review (QBR) and look at Cisco business metrics which include noHold reporting, number of sessions, articles viewed, quality feedback, or why an article is not performing well. 

10) noHold: Shawn, can you offer any recommendations for other companies who might be      interested in implementing a similar program?
Shawn: Within the context of making self-support easier, it really depends on the mission and what the specific company is trying to achieve. Ultimately, if the goal is to make self-support part of the support solution, I recommend that they find a way to make self-support easier by making support information accessible and easy to find first, then the content needs to be targeted to specific customer needs. It’s all about customer loyalty. I truly believe (and industry experts have brought me to this point) that customers on the phone are already dissatisfied. Many customers looking for support today prefer self- service. I believe those on the phone have already attempted to find support on the web and failing to find what they need, they finally come to the phone. Disloyalty is mitigated by helping users find support on the web through search, virtual agent, support community, or whatever the customer’s preferred option is. If we allow them to do it [self-serve] first on the web they will be happier customers.

11) noHold: If customer loyalty is the specific Key Performance Indicator (KPI), do you look at loyalty across all self-support options? (community, kb articles, etc)
Shawn: Yes, and we also look at call and case volume trends; we are drawn to new product introductions to monitor the call/case volume, and to support call and case volumes for all products. Ideally, before a new product even ships, our student team has support content already in the Virtual Agent (Guide Me), all linked up. We use our Twitter, community [social media] to highlight support content on the web. In addition, we promote the new products on social media, as well as socialize support options, and then we watch to monitor call and case volumes.

12) noHold: Would you say it is part of Cisco’s culture to offer multi-channel support to its audience?
Shawn: Absolutely.  Cisco’s culture is to offer support in whatever channel or medium the customer chooses.  Making it easy for customers to obtain the support in the channel they prefer is indeed our mission.

13) noHold: How do you measure the productivity of the students while keeping them motivated?
Shawn: As students become more proficient and competent in writing support content, and managing the Virtual Agent, we pay them more once they pass entry level, we bump them to tier 2 level. These are people who can walk into the lab, unsupervised, get the new product, get it hooked up and configured, verify that it works, and then create content. For those who want to be part of the community forum and effectively helping customers to solve their support needs, we make them tier 3 and bump their salary once again. When they are actively participating in the community, they begin helping customers by pointing them to articles or pointing them to the Virtual Agent, Guide Me.
In terms of measuring their productivity, it’s based on number of engagements and we use gamification to keep them motivated; for example, the students that are most productive get on the leaderboard. They get competitive. They are not necessarily measured on the number of articles written, we look at star articles, number of views, and quality feedback. And in turn, we keep recognizing this type of behavior by providing recognition for high-performing students. 
14)    noHold: Students change curriculum regularly. Do you anticipate trying to find new students each semester?
Shawn: Yes. Right now, we are trying to find students in the digital media programs. For example students in the film programs at UCSC, which has nothing to do with networking. We encourage them to join the team to help story board, shoot, edit and post engaging video content. If you compare text-based content to the same content in an engaging video, the well-developed video gets more usage; maybe five times more views than written articles.

15) noHold: Will every new group of interns have to be trained on support solutions such as Guide Me?
Shawn: We have an ongoing process to develop Team Leads who then become our trainers.  With noHold’s help, we ‘train the trainers’ and then we shadow and help the trainers when needed. Once students graduate, we can’t keep them as interns. We are always recruiting, moving students to team leads, etc. These Team Leads are chartered to be experts on how to author, generate content, publish to noHold, etc.

16) noHold: As new ‘video’ interns join the team, do you anticipate that Guide Me will be part of that training?
Shawn: The ‘video’ interns are chartered to create video content, and the Team Leads will then ensure that customers can connect with the video content using the best available tools.

17) noHold: Does Cisco use the Virtual Agent to point users to videos, or does Cisco embed videos in the Virtual Agent solutions?
Shawn: We would love to have that conversation.

18) noHold: Do you plan to expand beyond Small Business?
Shawn: There is a great opportunity to expand the vision and methodology beyond today’s student team at Cisco.
