Why Virtual Assistants will be Key to Getting through the Holiday Shopping Season on Top

Black Friday and Cyber Monday have kicked off the holiday shopping season this year with a bang. While it was reported that the number of shoppers increased from last year, retailers saw a drop in the average amount of money that was spent - approximately $10 less. (money.cnn.com) This drop could be attributed to a number of things. 1. More people reported all their purchases were sale items, 2. A higher percentage of people bought items that were that were 60% off and higher, (IMAGE) and 3. Businesses were ill prepared (specifically online) for the massive amount of shoppers. According to Forbes, lots of big brands' websites were experiencing server issues that couldn't handle the volume of people.

"Consumers faced a variety of technical problems on Black Friday and through the so-called “Turkey Five” (the five days after Thanksgiving). Major retailer sites, including Macy’s, QVC, Walmart, Victoria’s Secret and Newegg, all experienced outages, due at least in part to server overload due to enormous boost in traffic. The Gap, Inc. family (Gap, Old Navy, Banana Republic and Athletica) was offering a massive 50% off site-wide deal fell victim to the same fate. Other retailers, such as Williams-Sonoma, saw a significant decrease in their page load time—not a great occurrence when buyers are in a hurry to empty their online carts and get on to the next sale." While things like this are bound to happen,it did not effect the number of online users which continues to grow each year. From last year to this year, approximately 5 million more users were shopping online (about $3.34 billion came from online sales), while brick and mortar store shoppers decreased by 3 million people this year. Out of the online shoppers, $1.2B came from mobile purchases. This is a huge increase from previous years. 

Creating the ultimately customer experience online (via any device) is important to attract new customers and retain existing ones. A major trend this year that consumers are adopting (and preferring) is Virtual Assistants (VA's). While having a VA all year round is a good practice, VA's are also valuable to have during peak seasons as well, such as the holidays. Cortana on Windows Phones, PCs, and now...Apple and Android Devices

With the summer release date for Windows 10 to come out, Microsoft is making some big moves this year. In addition to Windows 10, Microsoft also announced that later in the year Cortana (Microsoft's Personal Virtual Assistant) will be available on Android and iOS devices via a mobile application (Yahoo! Tech). While Cortana might not have all the capabilities it does on a Windows Phone, Microsoft plans to continually improve its functions across all devices.  

What does this mean for the Virtual Assistant space?

1. It is further validation that Virtual Assistants are becoming the new norm. Big brands and industry experts agree that self-service and Artificial Intelligence is the way of the future and companies need to jump on board or risk getting left behind.

2. The competition between Siri, GoogleNow, and Cortana will stiffen, and in the coming months we will see how the public takes to Cortana's availability.

3. More companies (even outside the mobile market) will continue to invest in advancing their Virtual Assistant technology to better serve the consumers.

How Self-Service Can Increase Revenue and Customer Satisfaction this Holiday Season

While the holidays are a time filled with love and joy, they can also be one of the most hectic times of the year. Yes, I am talking about the infamous holiday shopping experiences. No parking, long lines, and crazy crowds are something everyone can agree does not put cheer into the holiday season.

While shopping for consumers is hectic on its own, the companies are feeling the holiday pressure as well. Large and small businesses alike must strengthen customer service options to prepare for the increased volume of sales. Not just for the initial sale, but also for the customer service, care, support and overall customer engagement that follows.
According to an article from salesforce.com, one tip for your company’s customer service to conquer the holiday rush is to “improve self-service support.” Since companies can already predict the high volume of customer interactions (and the short fuses they have by the end of a long day), implementing a web-based, Virtual Customer Assistant (VCA) for consumers to find the answers to questions on their own terms will take some of the load off, while making consumers happy they didn't have to spend even more time waiting on hold or getting passed around to different representatives.

VCA’s aren't just useful for support questions though. For example, many electronics require product registration. The VCA can quickly offer guidance through the process, while answering any questions that may arise, and/or cross-sell other products/services when appropriate.

Mobile shopping is another major factor effecting companies this year. “If it wasn't official last year, it will be this year – holiday shoppers are eager to shop online for gifts and other needs. According to a survey, 56 percent plan to shop online, up from 51.5 percent last year and the most in the survey’s 13- year history. Additionally, the average person plans to do 44.4 percent of their shopping online, the most since NRF first asked to 2006.” (National Retail Federation) Providing customers with the tools they need to make the holiday shopping experience easier is key to increasing sales, but moreover, increasing loyalty.

Virtual Customer Assistants and Self-Service Used to Enhance CRM Platforms

Last week, ComputerWorld published an article on Microsoft’s newest CRM suite, fully equipped with their Personal Virtual Assistant, Cortana. “Tasks available via Cortana voice commands will include setting up meetings and reminders, searching for contacts, accounts and activities, calling up customer lists and creating new records” (Cortana to Give Voice and Ears to Dynamics CRM).

It seems like Microsoft is making the right moves, at the right time by enhancing their Dynamics CRM platform. Research from trusted analyst firms in the industry are advocating for a shift to omni-channel CRM systems; that is, moving from a Contact Center to a Customer Engagement Center (CEC). According to one of the leading analyst firms, it is imperative for companies to include multiple business applications and technologies that will coexist and work cohesively. Some examples of functions that incorporate to create the full CEC ecosystem are: knowledge management solutions, social media channels for customer to receive support (including blogs, communities, and forums), providing mobile support options, and more.

Other CRM vendors are further validating the need for omni-channel CRM platforms. Recently, the customer service and engagement vendor, [24]7, acquired Virtual Assistant company, Intelliresponse. Another example is Nuance’s acquisition of VirtuOz a while back. These CRM vendors are realizing the value of adding Virtual Customer Assistants as another channel to enhance their CECs. Since self-service is becoming one of the most preferred means for communicating with a company, it is going to be key for CRM vendors to incorporate a way for customers to self-serve if they are on the web, social media, forums, mobile, or at kiosks.

The Most Disruptive Technology Trend in IT History... The Smart Machine Era

Earlier in the month, one of the top analyst firms in the industry posted their predictions of the top 10 strategic technology trends for the coming year. For example, being able to compute everywhere on mobile devices, embracing the Internet of Things, and 3D printing are just a few of the kinds of disruptive technologies we will be further immersed in as 2015 approaches. 

The smart machine era is another trend that is considered to be the most disruptive in IT history thus far. In this era of smart machines, they now have the capability to analyze the environment around them, learn from it, and make educated decisions on their own. Leading analysts agree that prototype self-driving cars, intelligent robots, and Virtual Personal Assistants (VPAs) will continue to develop at a fast pace. 

Similarly, Virtual Customer Assistants (VCA) are evolving rapidly. The Need For Improved Mobile Customer Service is Here!

Earlier in April, one of noHold's clients was inclined to embrace the mobile movement when they found that about a fourth of their clients were mobile users. This company decided it was time to launch a mobile version of their Virtual Agent. By doing so, they are able to give great customer service to all customers, no matter what device they are using. Virtual Agents Enhance the Customer Experience within Handheld Devices

Lately, there has been much news about trusted brands expanding product lines to include mobile devices, as well as consolidation among vendors. Top PC manufacturers are starting to realize that to stay a competitor in the industry they need to branch out to the tablet, smartphone, and wearable device markets. For example, Lenovo recently acquired Motorola Mobility from Google with the desire to strengthen its position in the smartphone market (Lenovo to Acquire Motorola Mobility from Google). Also, Dell has been reaching beyond PC’s to solidify its stake in the tablet and mobile arena. Big name companies are also preparing for the wearable device boom. Intel jumped on the wearable train and acquired Basis Science, a provider of high-end fitness trackers, along with a few other companies that specialize in wearable tech (Intel Buys Fitness Band Maker Basis Science). Amazon's recent announcement of a smartphone, further validates the demand for not only mobile devices, but enforces the consumer desire for streaming media on the go. 

While Virtual Agents are known for the ability to troubleshoot issues and answer questions about desktops and laptops, they are also flexible enough to live on handheld devices. Their lightweight characteristics give them the ability to adapt to almost all environments. Throwback Thursday: QR Codes and Virtual Agents

Quick Response codes, or QR codes, have been around for quite some time. The announcement of QR codes was released in 1994, but during that time they were mainly used to track parts for vehicle manufacturers in Japan. Today, QR codes are used in a variety of ways. For example, many marketers utilize QR codes in their strategies, as well as commercial tracking, product labeling, etc. 

With the rise of the smart phones, the use of mobile recognition technology has risen as well. It is predicted that by 2015, there will be double the amount of money invested into mobile recognition technology (364 million dollars) and a large part of this includes QR codes. QR codes are gaining popularity because it is a quick way to scan and get information. In other words, it is an easy to use resource for end users. 

Offering access to a Virtual Agent through scanning a QR code is a great tip for companies looking to elevate their customer service and support strategies. Providing consumers with Virtual Agents via a QR code gives them more power to make an informed decision about the product of interest. Consumer knowledge is key to gaining new customers and creating loyalty. 

QR codes are just one way to access a Virtual Agent via your mobile device. In addition to native mobile apps, and mobile friendly VAs, there are other alternatives that might appeal to your company's target audience. Some alternatives include:
  1. SMS short codes 
  2. Augmented reality apps
  3. UPC bar code reader
  4. Bluetooth and NFC (nearfield communication)
To give you an example of one of the alternatives to QR codes, Bluetooth and NFC work like a sensor. When you walk near or through these "sensors", they trigger a notification to be sent to your mobile phone. (More information about NFC can be found here.) For a Virtual Agent, the notification can range from a personal virtual shopper, a virtual assistant, information on products, or limited time coupons to entice consumers to purchase products on the spot.   

In short, mobile recognition technology (whether it be QR codes, SMS short codes, etc.) are an important part of a mobile strategy. The Future of Self-Service in the Financial Industry

Self-service is all around us. From the self checkout kiosks in the grocery store, to the self check-in terminals at the airport; even restaurants are turning to tablets for order fulfillment. The truth is, consumers prefer self service. According to NCR, which makes self-service technology, 85% of consumers prefer brands that offer several forms of self-service: online, at kiosks and via mobiles, etc. (www.economist.com, 2009). When it comes to the web, leading analyst firm Gartner predicted that in 2012, “By 2014, 50% of online customer self-service search activities will be via a Virtual Assistant (VA) for at least 1,500 large enterprises.” (Source: Gartner Predicts 2012: CRM Customer Service and Support Staggers in the Posthuman Age, Jacobs, J.)

One Fortune 500 organization reports that more than 70% or customers stated that the support site is their first stop, before other support channels such as phone support. More customers engage with online support offerings and spend more time navigating through support pages with a greater success rate in finding what they are looking for.

Statistics gathered by Gartner, in August 2013 are shown in the graph below. The data represents bank channel usage by country and preferred channel. To get direct insight into consumer behaviors and attitudes around financial services, Gartner conducted consumer research in 9 countries. Visits to banking channels via PC represent the most popular channel for accessing accounts. “Despite this higher level of branch use in emerging markets, the pattern across all countries surveyed is consistent, with a substantial drop-off in branch frequency compared with digital channels for routine banking activities (such as checking a bank balance, initiating a bank transfer or obtaining the answer to a query). Adjusting to this shift effectively is critical for retail banking organizations and the IT teams that support them.” (Source: Gartner: Bank Customers Still Love Branches, but Just Don't Use Them as Much. Accessing accounts online via PC represents the most popular interaction channel. Responding to queries online (via self-service) should be a high priority for financial institutions.

Virtual Personal Assistants Shine a Spotlight on Virtual Agents


According to a blog shared by Kate Leggett, Forrester Research, "Customers today are trained to go online to get answers to their questions by navigating a company’s FAQ list, or by typing in keywords to surface the right piece of content. In fact, 66% of customers use this channel. But at 51%, the satisfaction ratings for this channel are the lowest of all the communication channels that Forrester tracks. It's because keeping content in line with customer demand and making it easily accessible to customers is very hard to do. Enter the world of virtual agents. These solutions use natural language processing and artificial intelligence to greet a customer and to serve up the right answer to their question, which is asked using a customer's natural speech pattern, not just keywords. These answers could be a straightforward response, knowledge base content, data (like ‘Did my check clear?’), or the result of a transaction (like ‘Book me on the next flight home out of San Francisco’). With the right tuning and integration to back-end systems, virtual agents are able to personalize and contextualize customer interactions.” Gartner predicts that "Virtual personal assistant usage in business will grow more quickly in 2017 and 2018 than iPad usage did in 2010 and 2011." (Gartner Predicts 2014) Google™’s recent announcement of Hummingbird further augments these predictions – As stated by Google’s VP of Search, the goal was to create a more humanlike experience. Accompanied by Siri, Sherpa, Google Now, and other Personal Virtual Assistants, the future of interaction is self-service with enhanced humanlike capabilities.

We Live in a Mobile-Enabled World

In addition to these humanlike, self-service developments, the consumer demand for mobile devices has transformed the World Wide Web into the mobile web. In a recent Gartner survey (Source: Gartner: Survey Analysis: E-Commerce Customers Look to Cloud, Mobile and Transformational Change, July 2013, Fletcher, C., Alvarez G., et al.), “more than 48% of respondents plan to integrate mobile applications with their e-commerce storefronts, and more than 36% plan integrations for personalization.” Search is the top feature integrated into e-commerce platforms – more than 85% of respondents have integrated or have plans to integrate search capabilities; the top two focuses for future integration are mobile (48%) and personalization (36%).


Virtual Agents are designed to be light-weight applications that live in the cloud. They are easily optimized for mobile interaction, and can be accessed from a mobile phone application, mobile website, or even activated through scanning a QR code. They are also multi-channel, which means the technology can be leveraged across multiple channels such as: social media, in the call center, in stores or branches, as well as the web (internally for employees/externally for end customers) and mobile environments.

One of the challenges for organizations is creating a customer service experience that does not function in the same manner across all channels. In “Six Best Practices for CRM Web Customer Service Deployments” Gartner validates these points by stating “The biggest problem with most self-service solutions is when the transactional self-service solution (e.g., online ticket booking, online banking, etc.) does not have an equivalent supporting channel. If the customer needs assistance, then he or she often has to use the phone channel. This approach increases the number of calls into the call center, as opposed to reducing the number of calls, thus negating the potential savings from a reduction in incoming telephone calls.” (Source: Gartner: Six Best Practices for CRM Web Customer Service Deployments, 2012, Johan Jacobs).

A best practice for mobile strategy is to provide a customer service channel that complements the light-weight, easy to use, mobile format of the most popular devices. Similarly, create an optimized experience across various channels; for example: web, call center, social media, etc. Virtual Agents are not only ideal for these environments, but they are a part of a preferred multichannel customer experience.

Evidence in the Financial Industry

Computershare, a transfer agent that operates customer service centers for shareholder servicing for public companies and closed-end mutual fund companies, implemented a Virtual Agent in its Investor Centre in October of 2010. Brian Heffernan, Product Manager at Computershare said, “Whether it’s through Penny, the virtual agent, or her living kin conducting live chats, the overall effort is to eliminate or reduce electronic mail. We don’t want e-mails because, as any transfer agent will tell you, responding to an e-mail are the most costly method with which you could interface with a customer.” Heffernan continues by noting, “That’s because email does not generate its own responses. That requires not just a human, but a human skilled enough at responding properly—in a manner that not only fulfills the customer’s need, but also will stand up under scrutiny in a compliance review. Beyond that, responding by e-mail tends to invite … yet another e-mail from the customer. The multiple contacts ratchet up costs, dramatically. “Once it gets to the e-mail stage, it gets very expensive.”


Companies in various industries realize the importance of self-service, and not simple self-service; smarter self-service. Similar brands have also noted that a simple search would not be effective in the financial industry. There is definitely a need for enhanced and more humanlike conversation that one receives when interacting with an Artificial Intelligence (AI) that uses a Natural Language Processor (NLP) and Inference Engine (IE). Mr. Heffernan acknowledges, “This can get tricky. A person whose company offers a Dividend Reinvestment Plan might simply refer to it as a Drip, when typing out one of its widely used acronyms. The system has to know that the person is referring to a DRiP. And the system has to know that companies use different acronyms for the same thing. Like DRP. Or even DSPP (Direct Stock Purchase Plan).The ins-and-outs of complex subjects, like cost-basis accounting, have to be grouped and weighted, to help create more precise responses, automatically. The Future

In the past, the standard for web self service was based on a simple search – for example: Google site search, basic Knowledge Management (KM) search, etc. The standard for websites has been based on pushing information to the public in a format that resembles an electronic brochure. The popularity of mobile devices, along with the shift of preferred customer service channels indicates that the future is Natural Language Processing and 2 way interaction channels. Based on much research and forward looking statements from leading analyst firms and experts, self-service projects achieve the highest Return On Investment (ROI) when leveraged across all channels and optimized for the right channel experience. Virtual Agents are a key component in a successful Web Customer Service strategy, as validated by industry experts.

Above is a picture of the world’s first self-service kiosk created by IBM who partnered with American Airlines, and American Express. It was used as an airline ticket vendor and received high praise from its test trial, with 99% of users saying they would use it again. IBM continued to create and make advancements to many self-service kiosks throughout the years and still to this day.

Today, many companies are coming up with ways to enhance what can be accomplished through self-service and they have come a long way since the first kiosk was introduced. Now self-service kiosks are popping up everywhere in the community – from grocery stores to DVD rentals, airports to train stations – people are demanding self-service to be an option. Just recently, a national pilot program for Peapod was implemented. Peapod is a mobile application for online grocery shopping. This program is setup in train stations across the US (where people typically have to wait long periods of time for the next train) and individuals step up to a specific panel on the train platform and downloads the Peapod app. They can then virtually grocery shop through aisles, pay online, and be done; quick and easy. That is essentially what the customer’s want; a quicker and easier way of doing everyday tasks. And with the sort of technology resources we have, why not make life a little more efficient.

I think the ATM was the first instance where a person had the opportunity to interface with a piece of machinery, and that allowed that person then to be comfortable with interfacing to other pieces that came out since then—like PCs, as an example, and we all know the success of the PC. I think we’ re going to see much, much more of that happening in the future. I think people nowadays and in the future are going to have the opportunity to not only come up with a lot of new products but also to be able to use those products in ways they never dreamed of.”

I agree with Wetzel, the future allows for infinite possibilities that can only be imagined right now. Eventually, a shift from self-service kiosks will move to be completely in the cloud. For example, already people rarely go into the bank. ATM’s are what people prefer to use, but slowly the need for ATM's will be unnecessary because of the cloud. People can deposit checks, transfer money, etc via digital devices. Pretty soon everything will be automated; you will be able to talk to a Virtual Agent and tell it what you want, and it can do it for you.

Throwback Thursday: IBM's Watson App: Virtual Agent in Your Pocket?



       I wanted to share some fascinating (old and new) information about IBM's Watson, the supercomputer designed to challenge all-time Jeopardy champions back in 2011. When Watson first emerged on Jeopardy, every one was going crazy that there was a machine that could beat human beings on a QUIZ show. Even though Watson was not the first artificial intelligence created, he sure opened people's eyes to the progress and the potential of Artificial Intelligence (AI).        I brought up the debut of Watson because he seems to be making a reappearance and is heading straight for your smartphone. The same technology that was "trained on Jeopardy, is headed for your pocket." IBM is finally releasing a product using the technology of Watson, as a customer service agent, working similarly to a virtual agent. In this version of Watson, he searches the web for solutions instead of pulling information from a knowledge platform.


      An "Ask Watson" button will appear on websites and mobile phone applications. This will enable users to ask questions and receive answers instantly with his matured intelligence. This "Ask Watson" button is also capable of using a voice recognition software, making it a more knowledgeable version of Apple's Siri. noHold thinks that this is great news for the Virtual Agent industry.
