Computer Manufacturers and ISVs Leverage noHold’s Artificial Intelligence to Help with Meltdown and Spectre Crisis

January 31, 2018, MILPITAS, CA – At the beginning of 2018, the news broke about Meltdown and Spectre, two new computer vulnerabilities that put almost all processors manufactured in the last 20 years at risk for a cyber attack. According to The New York Times, almost all devices can possess the security flaw including desktops, laptops, cloud-based computers, tablets, smartphones, and other gadgets.

This news made waves in all aspects of a business, including the less obvious impact it had on the customer support teams. noHold works with some of the leaders in PC manufacturing and in the software industry. As you can imagine, these type of companies saw a significant increase in Virtual Assistant interactions regarding the crisis. The bulk of the questions being asked were, “Am I affected?” and, “How do I fix it?”

Here is a quick summary showing just how quickly these companies were able to respond to their customers through the virtual assistant.
  • At 9:15 am we got a call from some of our customer regarding the potential knowledge gap regarding the recent Spectre/Meltdown news.
  • Immediately, noHold was able to look at the metrics and confirm that 5% of all contacts were about Spectre and Meltdown.
  • By 10:10 am, relevant content was uploaded and live on the Virtual Assistant.
  • In a matter of a week, the Virtual Assistant has successfully answered 97% of the questions regarding the crisis. The number is continuously growing as the security flaws become better known to the public.


This is a real time example of how a Virtual Assistant can help companies in the midst of a crisis. These companies were able to provide their customers with answers through their preferred channel, avoid a spike in call center interactions, and do it quickly. What the Metrics Are Saying about Chatbot Usage In the United States

Just recently, The Wall Street Journal picked up a study done by using metrics from noHold Virtual Assistants. Looking at 350,000 chatbot sessions, we were able to show how users are interacting with AI across the United States.Check out the screenshot below.


Here are some more of noHold's key findings from the study:
  • California sees the most number of sessions per month.
  • Connecticut is the state that provides the most feedback about the Virtual Assistant.
  • Users in Montana have the highest percentage of escalations to a different support channel. Montana also has the most verbose users, starting the interaction with an average of 5 words.
  • In Ohio people stay online with the Virtual Assistant for 15 minutes, while in New Jersey end users are typically done in 10.
  • Delaware and California are at the top of the list for starting a session with a greeting or nice word such as “Good morning, I am looking for…”
These findings are really telling of the age we are currently in. People become more comfortable interacting with AI than ever before, and the types of interactions are becoming more human as well. noHold’s AI Reveals Top Usage Metrics Around the United States

September 28, 2017, MILPITAS, CA – Artificial Intelligence (AI) is here to stay and the statistics are confirming it. According to the 2017 Economist Intelligence Unit report, “75% of more than 200 business executives surveyed said AI will be actively implemented in their companies within the next three years.”  (Artificial Intelligence in the Real World)

In light of all the predictions surrounding AI, the team at noHold recently took a look into some usage reports, specifically from the United States, to get a better understanding of how many people are using AI currently.

noHold looked at three months’ worth of data, across a few of our randomly selected customers. Some key findings that transpired include:
  • California sees the most number of sessions per month.
  • Connecticut is the state that provides the most feedback about the Virtual Assistant.
  • Users in Montana have the highest percentage of escalations to a different support channel. Montana also has the most verbose users, starting the interaction with an average of 5 words.

These metrics prove that Virtual Assistants are constantly becoming more common within everyday interactions. Virtual Agent Tips and Tricks: How to Measure the ROI of a Virtual Agent

As a leader in the Virtual Agent space, our customers look to us for best practices. In the presentation below, there are a list of best practices for measuring the ROI of a Virtual Agent. Here is an example of one from within the presentation..
  1. The Delta Approach- this approach has you measure the number of contacts, including calls, emails, live chat, and more, before AND after the implementation of the Virtual Agent to get the ROI.
  • Pros: It is easy to measure
  • Cons: It can only be done once, and it does not take into account the growth of the business



Those are just a few of the ways to measure the ROI of a Virtual Agent, but they are not the only methods. It is important to ask yourself what you are trying to measure and what information will best compliment your company’s needs. noHold is extremely flexible when it comes to computing ROI to be most beneficial to your brand.

What Is Your "Pounds of Chocolate" Metric?

Managing a company can get hectic. Multiple numbers and statistics get thrown at you all the time, measuring different aspects of your business, trying to determine if the return on your investment is being met. But how do you know which metrics to pay attention to when measuring success. Sources close to Warren Buffett, the man considered to be one of the most successful investors of the 20th century, say since he is such a busy man, he does not have time to analyze a bunch of data to make sure his businesses are doing well. At one of the most popular candy (primarily chocolate) manufactures in the world, there is one key performance indicator (KPI) that he monitors closely, how many pounds of chocolate did we sell today? 

Figuring out what KPI you should hone in on depends on what part of the customer experience your company focuses on. In Warren Buffett’s case, he is primarily concerned with sales.  In another example from a leader in the security software industry, they put a large emphasis on Net Promoter Scores (NPS).  Another company specializing in the PC industry looks at the number of in warranty customers who do not escalate to call center agents. In other words, they look at the percentage of call deflections to determine if they are providing customers with excellent customer support. Yet another company focuses on voted effectiveness, which is a metric reported by a Virtual Agent that measures whether users voted the solution provided was effective, not effective, or partially effective. Looking at this metric, this company can get a better understanding of what users find useful and what can be enhanced.

As you can see, companies focus on different KPI’s to measure success. What’s your “pounds of chocolate” metric? How does your company measure the success of your business?

The Most Commonly Used and Most Effective Virtual Agent Solutions

As we've mentioned in the past, metrics are an important aspect of a Virtual Agent (VA). Virtual Agents automatically capture actionable customer intelligence based on each interaction, and powerful administrative tools allow your company to create custom reports on the usage of the Virtual Agent based on organizational needs. Most commonly used solutions can be defined in exactly the same way they are interpreted; these are the solutions that the end customer uses most frequently. The most effective solutions are the solutions that users rate as very helpful for solving their problem. Effective solutions are important to note because they allow you to learn from your customers as to what works best and can be used as a guide for improving the solutions provided by the Virtual Agent. For example, a solution can make the most commonly used list, but not the most effective list. This could be an indicator that your customers are asking this same question, but aren't finding the solution very helpful. Your company can take this information and adjust the Virtual Agent accordingly to better suit customers needs. 

The demand for excellent customer service is high; it can make or break a business. Using reporting tools to learn more about your consumers is a proven effective way to increase customer satisfaction.

Behind the Scenes Interview: Virtual Agent Reporting for the top PC, Consumer Electronics and Networking Device Manufacturers

Preface: Recently, our marketing department sat down with Rachel Hernandez, noHold's very own Knowledge Platform Specialist, to ask her some questions about reporting metrics for trusted brands in multiple arenas of the electronics industry. Reporting and analyzing metrics is an important component to the success of a Virtual Agent; it's a chance to really hone in on what consumers are asking. Read more to find out what Rachel has to say.

Sarah: Today I’m here with Rachel Hernandez, Knowledge Platform Specialist at noHold. Rachel, tell me about your role at noHold and some of the clients you interface with on a daily basis.

Rachel: My client base ranges from Internet Security to Networking to PC Manufacturers. A few examples would be a leader in networking solutions and one of the top 3 PC and device manufacturers. As a Knowledge Portal Specialist,
 I build web based intelligent Virtual Agents that are designed to help answer troubleshooting issues and pre-sales questions.

Sarah: Your expertise is in understanding the goals (on a strategic level) of some of the most trusted brands and making them happen on a tactical level. What would you say is the biggest challenge?

Rachel: Wow, great question. A few things come to mind…
One challenge I see is analyzing the voice of the end user and creating the right kind of content. Sometimes you really have to drill down to find out what the consumer really needs and wants based on short phrases or sometimes lengthy explanations. Another challenge is helping my clients realize that their consumers are sometimes looking for more of a personalized customer service experience, like that of a call center agent, and we can fully provide that. For example, a consumer may be looking to buy an antivirus product, but are not sure which product is right for them. Based on specific, personalized questions, the Virtual Agent can ‘listen’ to responses and recommend the best product.

A third challenge is helping my clients to grasp the “best practices” as seen throughout our diverse clientele. We are interaction experts and have a wide range of experience on what may or may not work; however, every customer is different and has different needs, so it does make for quite a challenge.

Sarah: Consumer Electronics, PC and Device manufacturers are tasked with constant innovation. How can a Virtual Agent keep up with the frequent release of new products while continuing to support older models?

Rachel: There are a few key ways to accomplish this. One, it’s important for the Virtual Agent to provide the most recent updates for any product or feature as they are released. Let’s face it; consumers always want the latest and greatest version of anything, right? We keep these new and hot products at the forefront of our VA with what we call a “HotList”. This is a great way to engage consumers with the Virtual Agent.  Also, it’s vital to offer information for those older models that some consumers still have. You don’t want your consumer feeling left out, and possibly lose their loyalty by leaving them hanging. Providing consumers with “end of life” information is a great way to answer their questions, as well as, nudge them into an upgrade. 

Sarah: Part of your role is to look at the Virtual Agent reporting for your customers, and provide recommendations. What would you say is the most important metric to a leader in the PC/ Consumer Electronics industry?

Rachel: I believe there are two really important metrics for my PC clients to look at. The first metric would be completion. Completion is a word we use to describe a completed conversation with the Virtual Agent. It’s really important to see that consumers are actually getting to an answer. This type of interaction would be counted as a completed session. The second metric would be effectiveness. Effectiveness is essentially when a user votes “yes, this solution was helpful” after being provided with an answer. The Virtual Agent can quickly tell if content is working or not based on the effectiveness vote. The effectiveness also helps to determine if content needs updating or needs to be developed further. 

Sarah: Similarly, what metric is the most meaningful to security software providers?

Rachel: Things move pretty fast in the Security Software world, with  new viruses, spyware, and malicious attacks daily. So, I would have to say the most important metric for them is also effectiveness. Abandonment is another important metric, as it monitors when a conversation with the Virtual Agent is abandoned. Some users will close the session before being provided with an answer; this is one of the top metrics we report on. Analyzing and understanding when a conversation is abandoned quickly helps us to see what’s a hot topic – An example might be hacking scams, infections, and so forth.

Sarah: The ability to integrate a Virtual Agent (or any self-service application) into an existing ecosystem is imperative. If you think about your clients, what has been the most popular integration? What about the most popular metric that measures the success of that integration?

Rachel: Luckily my clients are very open to trying new things and making enhancements to the customer experience. The mobile integration has been pretty exciting because now consumers can get the VA on any device they have. I think that’s really a key component to showcasing my clients’ commitment to their consumers’ needs – If we see that the majority of end users are coming from a mobile browser, there’s proof that the end customer wants that type of support. With any new integration, whether it is with a new or existing client, the most popular metric to measure the success is the effectiveness. Again, the effectiveness metric will pretty much always tells us what needs to be improved and what is working.

Sarah: I've listened in on a few client conversations, and one of the questions I hear often is about sharing best practices. How does noHold share best practices and tips and tricks with its clients? For example: If you implement a feature/practice that is beneficial to one client, how do you share the idea with other clients?

Rachel: I am finding more and more that clients want suggestions on best practices, which is a great. I also do my best to suggest certain features that I see working in other environments. One of the great things about Virtual Agents is that we can quickly plan, implement,  test, and then analyze the results. However, the same practices don’t always work for every client.

Sarah: Virtual Agents can help increase revenue for customer service and support organizations. Can you tell me about a scenario where one of your customers has been able to accomplish this? What metric do you use to report back to the customer?

Rachel: All of my PC and Security Software clients have been really successful with up-selling. A few examples would be solutions that address areas such as “I want to replace my battery” or “I want to renew my antivirus subscription.” In these cases, not only are we able to generate sales, but we can place the product of interest in their shopping cart. We use a tool called a ‘route’ to track how visitors use these features. It helps the client see just how many people are coming to the VA specifically to upgrade or sometimes purchase for the first time.

Sarah: Rachel, thanks so much for your time today. I want to finish off by asking you one final question: Working with trusted brands is a demanding, yet rewarding role. What is the most rewarding part of your relationship with your clients?

Rachel: Trust. Once I gain my clients trust, I know that we can succeed at making the Virtual Agent meet their goals and meet the needs of their consumer. Plus it makes for a long-lasting, great partnership.

Business Case: One of the Top 3 Security Software Vendors Increases First Contact Resolution (FCR) in the Contact Center with the Help of a Virtual Agent.

One of the world leaders in security software has experienced major success by empowering call center staff with a Virtual Agent. The initial goal was to reduce Tier 1 escalation by 35%. After implementing a Virtual Agent, the average FCR rate is currently estimated at 50% across all products, exceeding their goal by 15% . This Virtual Agent is being used as the primary tool for resolving customer issues by an entry level support team. By utilizing the Virtual Agent in the Call Center the company has benefited by

Throwback Thursday: The Advancement of Back-End Technology

This week I found a screenshot of one of the first administrative dashboards for a noHold Virtual Agent. As you can see to the right, noHold's "portal manager" was the place an administrator would visit to learn more about customer interactions with the Virtual Agent. The "portal manager" provided metrics to administrators that could be leveraged to augment customer satisfaction.

Knowledge Management has come a long way since the beginning of noHold. Companies now have the capability to gain more knowledge about their consumers and provide better service because of it. There are default metrics that companies can look at (effectiveness, abandonment, escalation, etc.) and they can also create custom reports. For example, a leader in the PC industry utilizing a customer-facing Virtual Agent is interested in custom reports by region. Being able to look at specific factors that are effecting support while getting closer to the end user experience is a major asset to building a stronger customer relationship. 

Another function for administrators that has evolved and become increasingly important is having open API's. With API's, administrators have complete control of the User Interface (UI) as well as integration with a myriad of 3rd party systems. This function gives companies the freedom to create seamless experiences while positioning the Virtual Agent in a way that complements corporate branding.

Throwback Thursday: Virtual Assistants That Keep Learning

     In light of Throwback Thursday, we wanted to share with you an article written about a noHold Virtual Assistant, Penny, in Money Management Executive. This article was written back in February of 2011 by a well know tech writer, Tom Steinert-Threlkeld. Click here for the full story.      I'm wanted to bring up one of noHold's customer's, 24/7 virtual employee, Penny because it is amazing the progress and knowledge she has accumulated since she was first implemented to their web presence. She began as EZintel (a product powered by noHold which is able to collect customer metrics), only being able to "answer one in four or one in five questions, correctly." Since she started off as EZintel she was essentially an empty Virtual Assistant. Penny started as an edit field that preempted the contact us page and simply asked "how can I help you." She started off with zero answers, just captured free form intelligence from the audience. They analyzed what kind of questions/comments customers were asking and updated Penny's knowledge accordingly. The more people that engaged with Penny, the smarter she got. Throwback Thursday: Customer Service via Facebook

Throwback Thursday!
     Forrester believes that Facebook matters to customer service. With such a vast audience on Facebook, and really all social media channels, it is important for companies to give their consumers what they really want...GREAT customer service! Back in 2011, Forrester analyst, Diane Clarkson, wrote a blog emphasizing the benefits of utilizing Facebook as another way to give great customer service, and in turn improve customer satisfaction. noHold was mentioned in this blog for promoting customer service on Facebook via our Virtual Agents. Diane's blog applied then, and with the Facebook audience only continuing to grow at rapid rates, it applies just as much now. 
     
     We have the same opinion, Facebook is an excellent way to promote online customer service and we provide innovative ways to implement these practices. In May of 2011, noHold became one of the first Virtual Agent providers to offer Facebook integration. Having the ability to implement your company’s Virtual Agent on Facebook not only offers more customer support to your consumers (who can complain about that?), but also allows you to analyze metrics in a way you could not do before. With this large audience, it is important to understand what types of questions are being asked. Knowing the answers to these questions gives you the power to create better products/services for your patrons.
